Responsibilities
- Own end-to-end resolution of Tier 2 customer inquiries across multiple channels (phone, email, chat, social)
- Analyze customer feedback data to identify systemic issues and drive product/service improvements
- Mentor junior specialists through knowledge-sharing sessions and real-time shadowing
- Develop and implement escalation protocols for high-priority client scenarios
- Collaborate with Product and Engineering teams to translate customer insights into actionable solutions
- Lead customer satisfaction initiatives with measurable KPIs (CSAT, NPS, FCR)
- Create comprehensive documentation for complex troubleshooting workflows
Qualifications
- 5+ years in customer service with 2+ years in senior/mentorship roles
- Expertise in CRM platforms (Salesforce, Zendesk, HubSpot) and analytics tools
- Proven ability to de-escalate sensitive situations with emotional intelligence
- Bachelor's degree in Business, Communications, or related field
- Industry certifications in Customer Success or Service Design preferred
- Advanced proficiency in data visualization (Tableau, Power BI)
- Fluency in Spanish or Mandarin a significant plus
- Portfolio demonstrating process improvement initiatives
